Does your retail marketing actually work?

LG flatscreen TV and its replacement...

My roughly four year old flatscreen TV (37LC2D) seems to be dying.
On switching it on I was greeted by the sound of automatic gunfire. After a few seconds it would revert to normal. A few days later whilst watching a programme, a faint rustling sound could be heard, and then yesterday the screen would turn blank and all sound would disappear.

Now, if you have tried finding a TV repair man recently you will know that there are very few around. When you do get to talk to one, they will blame the TV manufacturers for wanting to build and design TV's that collapse minutes after the warranty has expired, and make finding spare parts very difficult. Clearly manufacturers want consumers to buy more TV's. No shock there.

I was however hoping for a better response from my TV manufacturer, LG.

Let me just explain that part of my work involves gauging how tech brands sell their products instore. If you watched the Secret Shopper programme on Channel 4, you will recall that she went into stores wearing a hidden body worn camera to record the customer experience. Thats what we do.

So, when my TV started playing up, I thought here is an ideal opportunity to see how LG reacts to a real life customer (me) having a product of theirs which is kaput. I got myself noticed by them on a social networking site, and even responded to. They said customer services would contact me. Wrong! Complete silence.

So, now I am giving the opportunity to other manufacturers to sell me a TV. I will visit a number of high street stores to gauge the level of customer service, staff availability and product knowledge and buy a nice new flatscreen television.

I will consider the top Brands: Sony, Panasonic and Samsung.

Who will not only win my business, but also get to see what its actually like to be a customer and test their instore retail training?

Mary Portas: Secret Shopper

I somehow missed the first show, about the retail fashion stores, but watched the sofa show with interest. As you know, part of my work is to carry out exactly those projects to see what its actually like to be a customer. My clients are usually either tech brands or car manufacturers/dealerships.
It came as no surprise to me to hear that all the brands mentioned claimed that the customer experience was paramount, but it was plain to see that in reality they are not prepared to invest in proper training or even the kind of business intelligence (mystery shopping) shown in the programme.
I use hidden, body worn cameras to find out what really happens, but the brands balk at paying for my equipment, time and expertise. They prefer to go for the least expensive route which means they can tick the box marked 'mystery shopping programme initiated' and continue giving terrible customer service and claiming that current staff training is adequate.
I wonder if that now they were named and shamed on television, whether they now regret those decisions. Anyone from DFS, SCS, Furniture Village etc want to comment..? Presumably they would have preferred to have been the only ones seeing the footage (as happens in our projects) and taking the necessary steps to put it right.
But will things change for consumers..? Only when we complain enough and demand better customer service, and ultimately boycott companies who are not upto scratch.

AstonCovert Services

Hi all,

I hope you are well..just a short note to let you know that my work could help your clients in a number of ways:

1) Indepth background checks on individuals and companies. It is vital to know as much as possible about people you want to work with, employ or to check tradesmens credentials.
2) We trace missing people...usually for fraud or probate reasons but not always.
3) We also run a Prospect Identification and Lead Generation service for small companies. This means we find out who you should be talking to at a company, and gauge how warm they would be to an approach.
4) Customer Experience Evaluation. We contact your clients, and ask them why they bought from you, and what you could do better...vital information.
5) Database Cleansing and Management. We make your system for collating clients' info more user friendly and make it work for you.

Using projects 4 and 5 above means you dont have to spend money advertising !

If this sounds ok, maybe we should meet for coffee somewhere and have a chat..?

Meter readers, gas/electricity engineers performance audits..

Do you employ meter readers or engineers who visit customer premises (residential or business)?

Gas/electricity meter readers
Gas/electricity engineers
Satellite TV engineers/installers

How do you know what they are doing when out in the van?
Do they represent your company in the correct manner?
Do they follow safety proceedures?
How do they interact with your customer?

We have experience of carrying out thousands of covert engineers visits and reporting the facts to our clients.
Your challenge is how to measure that customer experience.

If you can supply us with the engineers job description, we can then measure their performance from the customers point of view.

As I understand it, there are four key areas by which engineers are measured:

1) Productivity (how many jobs they complete)
2) Customer experience (how they are scored by the customer)
3) Sales leads generated (do they identify possibilities for extra revenue)
4) Behaviour (both customer facing and managers reports)

Clearly, by having one of our consultants in a number of homes where meters are to be read/installed/maintained/fixed, we can then supply you with the information you need. You can then adapt and alter your training programme to address the issues raised.

One area of concern is that engineers are finishing a job and then sitting in the van, giving themselves an extra rest period, before informing you that the job had been completed.

As with any engineer who is working remotely, the opportunity of an extra rest period or short cut will appear very attractive and tempting. Being remote, he assumes the office will never know.

Of course having a Manager watch over him will remove this temptation, but who watches over the managers? In previous projects we have even witnessed verbal harrassment between manager and engineer, and been able to provide statements and footage for a tribunal.

The engineer might be expected to complete 4-6 jobs in a day, but what is expected of the Manager?

Want to find out more about what your engineers are really doing?

Why do your customers buy from you (part 2)

A simple enough question.
You may THINK you know why they chose to give you their business, but until you ask them you dont know....and the mere process of contacting them can instil a feeling of worth and value in your customers....and no, a questionnaire wont do it. Experience tells us that so few actually get filled out and returned as to make the whole project pointless.
Do you have customers already ?

If so, have you carried out a 'customer experience' review ?

This is where you contact people on your database who either are clients, or at least you have quoted for some work for them.

The ones who are clients should be asked what made they buy from you...a simple but VERY powerful question. You may be surprised at the answer.

The ones who are not clients should be asked why they did not buy from you..again simple but vital.

You get to know whats good/bad about your business and your clients get to feel valued by you, and the non-clients value your question just as much.

This kind of project will grow your business, and is much cheaper than advertising for new business !

We have carried out these projects for many companies, and the results are startling...but clients and non clients alike really appreciate the call.

We often wrap it up in a 'Customer Experience' package which can include database cleansing...

When customers feel that they are being listened to, they can become your greatest advocate...and never need paying !
